dc.description.abstract[SPA] En los últimos años han surgido nuevas herramientas de comunicación basadas en el uso de Internet que han revolucionado no sólo la comunicación entre individuos, sino también la comunicación que se establece entre empresas y clientes. De este modo, el uso de Internet ha servido de herramienta de marketing relacional, al facilitar a la empresa cumplir con el objetivo de establecer relaciones con sus clientes. El uso de las redes sociales permite a los individuos colaborar y compartir información online, permitiendo un proceso de comunicación multidireccional. Concretamente, el uso de las denominadas páginas de marca en redes sociales permite combinar aspectos sociales y comerciales, configurándolas como una herramienta útil para que la empresa establezca relaciones con el cliente y cumpla sus objetivos de marketing relacional. Así, el presente trabajo de investigación tiene como principal objetivo identificar de qué manera las páginas de marca pueden configurarse como una herramienta de marketing relacional, además de analizar en qué medida permiten a las empresas alcanzar los objetivos de marketing relacional. Para ello, esta tesis se ha estructurado en seis capítulos. En el primer capítulo se pone de manifiesto la importancia de la creación de relaciones entre empresa y clientes como uno de los principales fundamentos del marketing relacional, así como los beneficios que se derivan de este enfoque para cada una de las partes implicadas: empresas, clientes y marcas. Así, teniendo en cuenta que una estrategia de marketing relacional facilita que todas las partes implicadas puedan obtener beneficios, es importante disponer de herramientas adecuadas para llevar a cabo dicha estrategia y, en este sentido, las redes sociales pueden jugar un papel importante. Por ello, en el capítulo dos se identifica que las páginas de marca que se desarrollan en las redes sociales pueden servir a la empresa como una herramienta de gestión de relaciones con los clientes que, de acuerdo con el enfoque de marketing relacional, permite crear beneficios para el cliente, para la empresa y para la marca. De este modo, en el capítulo tres se plantea la posibilidad de que un cliente que sea usuario de páginas de marca en redes sociales puede percibir dos tipos de beneficios. Por un lado, los beneficios relacionales propios de otras herramientas de marketing relacional y, por otro, las gratificaciones que según la Teoría de Usos y Gratificaciones percibe cualquier usuario de medios de comunicación. Así, se construye un modelo en el que se analiza la relación que existe entre los beneficios para cada una de las partes en el contexto de las redes sociales. Dicho modelo plantea, a través de seis hipótesis, que los beneficios percibidos por los clientesusuarios (relacionales y gratificaciones) a través de las páginas de marca en redes sociales facilitan la creación de beneficios para la marca (conocimiento de marca y valor de marca), los cuales favorecen la creación de beneficios para la empresa (capital cliente). En el capítulo cuatro se describe la metodología empleada en el desarrollo del estudio empírico para contrastar las hipótesis planteadas. Así, a través de la elaboración de un cuestionario online y su posterior distribución entre usuarios de páginas de marca en redes sociales, se llevó a cabo la recogida de la información. Posteriormente, se analizó el modelo planteado a través de la técnica de modelos de ecuaciones estructurales basada en las varianzas (PLSSEM). Los resultados expuestos en el capítulo cinco permiten contrastar las hipótesis del modelo. La tesis finaliza con la exposición de las principales conclusiones del estudio realizado, entre las que cabe destacar que el uso de páginas de marca en redes sociales se configura como una útil herramienta de marketing relacional que crea valor para clientes, marcas y empresas; siempre y cuando sean gestionadas correctamente. [ENG] Over the last few years new communication tools based on the use of the Internet have emerged, modifying not only the communication established among individuals but also between firms and customers. The Internet has been used as a relationship marketing tool, which makes easier for firms to get the objective of establishing relationships with customers. Moreover, the use of social network sites let people share information, establishing a multi-way communication process. Specifically, the use of brand pages at social network sites combines both social and commercial features, being a useful tool for firms to establish relationships with customers and getting relationship marketing goals. Then, this thesis has the objective of identifying how brand pages are set as a relationship marketing tool, besides analyzing to what extent brand pages let firms reach relationship marketing goals. According to this, the study is structured into six chapters. The first chapter shows the importance of developing relationships between firms and customers as one of the main basis of relationship marketing, but also the benefits that each element in the relationship marketing approach (firms, customers and brands) can perceive are exposed on it. Then, taking into account that a relationship marketing strategy makes easier the obtaining of benefits for all parties, it is important have suitable tools to develop that strategy and, regarding to this, social network sites can play an important role. For this reason, in the second chapter brand pages at social network sites are identified as tools for firms to manage relationships with customers and, according to the relationship marketing approach, these tools can offer benefits to customers, firms and brands. In the chapter three it is proposed that a customer who is also a fan or follower of a brand page at social network site can perceive two types of benefits. On one hand, relational benefits related to other relationship marketing tools and, on the other hand, gratifications that, according to the Uses and Gratifications’ Theory, any user of mass media can perceive. Hence, a model to analyze the relationship between benefits for each element, in the context of social network sites, is proposed. This model suggests, into six hypotheses, that benefits perceived by customers-users through brand pages at social network sites (relational and gratifications) make easier the development of benefits for brands (brand knowledge and brand equity) and these latter facilitate the development of benefits for firms (customer capital). In the chapter four the methodology employed to carry out the data analysis and verify the hypothesis is described. Then, an online survey was developed and distributed through social network sites to carry out the data collection. Subsequently, the proposed model was analysed by using the method based on Partial Least Squares Structural Equation Modelling (PLS-SEM). The results were exposed in the chapter five, testing the hypothesis proposed. The thesis finishes with the exposition of the main conclusions, highlighting the use of brand pages at social network sites as a useful relationship marketing tool which creates value for customers, brands and firms ; as long as they are correctly managed.es_ES
